A customer journey map organizes the actions, touchpoints, questions, and obstacles involved in a customer's experience. It helps a team identify missing information and unnecessary effort, then decide what to improve.

You do not need an elaborate diagram to start. Choose one customer situation, one objective, and a table that distinguishes evidence from assumptions.

What to include

Field

What to record

Stage

Recognition, research, comparison, purchase, usage, or a relevant alternative

Action

What the customer actually does

Touchpoint

Search, website, salesperson, store, email, or support

Question

What the customer needs to understand

Obstacle

Uncertainty or effort preventing progress

Evidence

Interview, observation, log, or inquiry

Improvement

A change that could help the customer

Instead of simply drawing an emotional curve from anxiety to happiness, explain the cause: “The pricing page does not show setup costs, so the buyer cannot estimate the total.”

Step 1: Limit the scope

Choose a problem such as understanding purchase hesitation or reducing onboarding abandonment. Mixing new customers, established users, individual buyers, and enterprise procurement in one map can obscure their different needs.

For example, focus on a small marketing team selecting a reporting tool to reduce monthly preparation work. Include the person's role, task, constraints, and approval process rather than decorative demographic details.

Step 2: Gather actions and customer language

Use interviews, sales and support records, search behavior, and relevant analytics. Ask open questions: What did you compare? What happened before you decided? What made you pause?

Avoid turning a leading question into evidence. If the map is initially based on internal judgment, label it as a hypothesis and identify what needs checking.

Step 3: Build a first version

The following is a fictional B2B example, not a claim about NeX-Ray customers.

Field

Recognize a problem

Research

Compare and get approval

Trial

Ongoing use

Action

Notice reporting work

Search for approaches

Compare costs and integrations

Connect sources

Use reports in meetings

Question

What can be reduced?

Could this fit us?

What is the full cost?

Can we reproduce our report?

Can colleagues interpret it?

Touchpoint

Internal work record

Articles and websites

Pricing, demo, manager

Setup guide and support

Dashboard and documentation

Assumed obstacle

Work is not quantified

Differences are unclear

Approval material is missing

Connection permissions

Metric definitions differ

Improvement idea

Time log

Use-case comparison

Cost and requirement summary

Permission checklist

Shared metric dictionary

The table represents a common path, not a required sequence. Customers can return to research, skip stages, or split tasks among several people.

Step 4: Attach evidence and test assumptions

If you suspect unclear pricing causes hesitation, inspect related questions and ask people who evaluated the offer. Page exits alone cannot reveal a visitor's thoughts.

Give evidence a date and source. Give assumptions a proposed verification method. The journey data guide explains how to combine quantitative and qualitative inputs without inventing individual paths.

Step 5: Assign improvements

Problem

Proposed change

Owner

Evaluation

Total cost is unclear

Explain setup and optional charges

Product and web team

Related questions and suitable inquiries

Setup stalls

Improve instructions and error guidance

Support and product team

Completion and time to complete

Internal approval is difficult

Provide decision criteria

Sales team

Unresolved questions and progress

Prioritize by customer impact, strength of evidence, and implementation effort. Define an owner and review date. Use an appropriate A/B test where feasible, while checking other concurrent changes.

A blank template to copy

Write the audience, situation, and problem above the table. Rename the stages to match the actual experience.

Keep the map useful

Include people who did not buy or who stopped using the product, not only satisfied customers. Update the map when the offer, price, process, or evidence changes.

Assign an owner and a revision date. A journey map is most useful as a working record of customer problems and decisions, not a polished diagram that never changes.
